What does a typical contract look like?
A straightforward Master Services Agreement covering scope, pricing, performance expectations, data handling, confidentiality, and exit terms. We keep it readable — not a document designed to confuse.
What are your minimum commitments?
Minimums depend on the program type and location. We'll discuss this openly during our initial conversation — there's no point starting a relationship on a commitment that doesn't work for either side.
How is pricing structured?
Typically a per-agent monthly rate that covers everything — staffing, management, facilities, IT, HR, and reporting. No layered billing, no surprise line items. What we quote is what you pay.
How do we exit or scale the agreement?
Exit terms are clearly defined in the agreement — standard notice periods apply. Scaling up or down within the program is handled through a change order process, not a renegotiation from scratch.
How do you manage a new program launch?
We use a structured implementation process: scope agreement, recruiting brief, training development, systems setup, pilot, and go-live. Each phase has a clear owner and milestone. You always know where things stand.
Who is our main point of contact?
During implementation, you'll work directly with the President & CEO and the assigned Operations Manager. Once live, your day-to-day contact is the Operations Manager — with senior leadership always accessible.
How long does a typical implementation take?
Most programs are live within 4–8 weeks from contract signing. We'll give you a project plan within the first week so there are no surprises on timeline.
What do you need from us to get started?
A clear picture of the work, access to your systems, training content, and someone on your side who can answer questions during setup. We'll guide you through exactly what we need — it's a well-worn process.
Do we handle our own recruiting?
Entirely. We source, screen, interview, and select candidates — you don't need to be involved unless you want to be. We recruit to a profile we agree on with you at the start.
How long does it take to build a team?
For most programs, we can have a trained team live within 4–8 weeks from contract signing. Larger programs or more complex skill profiles may take slightly longer — we'll give you a realistic timeline upfront.
What does a typical agent profile look like?
Strong English communication skills, basic computer literacy, and a customer-service orientation. Beyond that, the profile is shaped by your program. We recruit to the job, not to a generic template.
Are recruiting costs included in the rate?
Yes. Recruiting, onboarding, and all associated HR costs are absorbed into your monthly rate. There are no hidden setup fees or per-hire charges.
Who is the legal employer of the agents?
We are. All team members are employed directly by Advantage Communications. You have no employment liability, no payroll obligations, and no HR exposure.
How do you handle underperformance?
Through a structured performance management process — documented coaching, improvement plans, and where necessary, managed exits. We handle this in compliance with local employment law. You are kept informed but not involved in the HR process itself.
How do you manage absenteeism?
We plan for it. Scheduling is built with buffer capacity, and attendance is tracked and managed actively. Chronic absenteeism is treated as a performance issue. Your program coverage doesn't suffer because someone didn't show up.
What about benefits and employment costs?
All employment costs — salaries, statutory benefits, paid leave, and applicable taxes — are included in your rate. Nothing is passed through separately.
Where are your operations located?
We operate across three locations — Islamabad, Pakistan; Kingston, Jamaica; and Toronto, Canada. Each site is purpose-built for contact centre operations with redundant power, internet, and security infrastructure.
Are your facilities PCI DSS compliant?
Yes. All locations are PCI DSS certified, meaning we can handle card payment data, banking transactions, and sensitive account information in full compliance.
What security measures are in place?
Access-controlled entry, CCTV monitoring, clean-desk policies, restricted mobile device zones, and data loss prevention tools. Our facilities are designed so that client data stays within the environment it belongs in.
What is your seat capacity?
Pakistan can accommodate up to 250 seats, Jamaica up to 200, and Canada up to 80. We can scale within those ranges relatively quickly depending on your timeline.
What technology do you provide?
Workstations, headsets, telephony infrastructure, internet connectivity, and IT support are all included. We run a fully managed IT environment at each location.
Can we use our own systems and platforms?
Yes — and we prefer it. If you have a CRM, ticketing platform, or telephony system you want us to work in, we'll access it through a secure connection. We work in your tools, not just ours.
How do you handle data security?
All data handling is governed by our PCI DSS and SOC 2 certified environments. Access is role-based, activity is logged, and data is never stored outside approved systems.
What happens during an outage?
We maintain redundant internet connections and backup power at each facility. In the event of a sustained outage, we have business continuity protocols in place and will notify you immediately with a status update and ETA.
Who is responsible for training the agents?
We are — but we train to your content and standards. You provide the product knowledge and processes; we deliver the training, manage the schedule, and assess readiness before anyone takes a live call.
How long does initial training typically take?
Most programs run 2–4 weeks of initial training, depending on complexity. We'll agree on the timeline with you during program setup and build a training plan before the first hire is made.
What happens if an agent doesn't pass training?
They don't go live. We assess readiness before putting anyone on your program, and agents who aren't ready are given additional coaching or replaced. Your program quality is not compromised by an undertrained agent.
How do you handle ongoing training and refreshers?
We build refresher training into the program calendar and respond to quality data. If a common error pattern emerges, we address it in a structured way — not just a memo.
How do you handle scheduling?
We build schedules based on your forecast and agreed service level targets. Shifts are planned to match your volume patterns — including early mornings, evenings, and weekends where needed.
What happens during peak periods or volume spikes?
We plan for peaks with you in advance. If volumes spike unexpectedly, we have flexible scheduling protocols and a bench of trained agents we can mobilise quickly.
Can we adjust team size up or down?
Yes. Scaling up is straightforward — we recruit and train to the new headcount. Scaling down is handled through your service agreement terms. We'll always give you honest guidance on what's realistic and what lead time is needed.
Do you provide real-time adherence monitoring?
Yes. We track schedule adherence in real time and manage any gaps through the day. You won't be left wondering whether your team is at their desks.
What are your hours of operation?
We operate 24/7 across our locations. Your program's hours are set based on what you need — whether that's business hours in a single time zone or round-the-clock coverage across multiple markets.
Who manages the day-to-day operation?
Each program has a dedicated Operations Manager responsible for performance, staffing, and escalations. Above them sits senior leadership that is actively involved — this is not a set-it-and-forget-it model.
How are escalations handled?
Agents escalate to a team leader; team leaders escalate to the Operations Manager; anything beyond that comes to senior management. Your escalation path is documented and agreed before go-live.
What does your business continuity plan look like?
We maintain redundant infrastructure at each location and can shift volume between sites if needed. Critical programs have documented continuity plans reviewed with clients annually.
How do you monitor and score quality?
Our QA team monitors a sample of interactions each week — calls, chats, emails, or tickets depending on your program type. Each interaction is scored against an agreed scorecard that reflects your standards, not a generic template.
Can we define our own quality standards?
Yes, and we'd expect you to. We work with you to build a scorecard that reflects what good looks like for your customers, your brand, and your compliance requirements.
How is QA feedback delivered to agents?
Through structured coaching sessions. QA findings are tied back to individual agents with specific, actionable feedback — not just a score. The goal is improvement, not just measurement.
Do you share QA results with us?
Yes — QA results are included in your regular reporting package. You'll see scores by agent, by team, and over time so you can track progress or flag concerns.
What reports do you provide?
Standard reporting covers volume, handle time, service levels, quality scores, attendance, and agent-level performance. We can build custom reports around your specific KPIs if the standard package doesn't cover what you need.
How often are reports delivered?
Daily, weekly, and monthly — depending on the metric. Operational dashboards are typically daily; trend analysis and QA summaries weekly; full performance packs monthly.
Can you help us understand what the data means?
That's one of the more valuable things we do. We don't just send a spreadsheet — we analyse the trends, flag what's changing, and tell you what it means for your business. Think of it as having an insights function without hiring one.
Do you identify improvement opportunities from the data?
Yes. We look for patterns in the data that point to process gaps, training needs, or product issues on your side. If your customers keep calling about the same thing, we'll surface that — with recommendations, not just observations.
